Position: Technical Resolution Management Squad Leader

PRIMARY DUTIES AND RESPONSIBILITIES

1. Rigorous planning and execution of support activities with feedback according to documented OLA and SLAs.
2. Do customer requirement and/or late customer requirements and specifications into actionable steps.
3. Manage SR resolution time and escalations with feedback in accordance with relevant OLA and SLA.
4. Monitor task execution and ensure results are recorded and feedback provided.
5. Prepare and maintain relevant documentation, including activity schedules, narrative and written reports, and visual progress charts.
6. Liaise with and assist relevant support teams with planning, provisioning and testing activities, problem resolution and root cause analysis.
7. Take responsibility for time management, reporting and monitoring, risk management, issue management, QA and change management.
8. Continually update skills by learning new technologies and techniques relevant to the role.
9. Participate in continuous improvement.
10. Analyze daily service request reports and ensure appropriate action is implemented to manage provisioning and SR resolution according to SLAs.
11. Work with support teams (local and regional) for demand and resource planning.
12. Review and maintain relevant documentation such as SOPs, processes and best practices.
13. Identify and define new process improvement opportunities.
14. Quality assurance in all aspects of the role.
15. Provide objective feedback to support teams and line management.
16. Problem solving and working on multiple escalations simultaneously.
17. Document analysis and communicating findings to technical and non-technical colleagues.
18. Execute customer requests within the agreed timeframes and internal quality standards.
19. Ensure accurate completion of customer requests and follow-up to ensure queries are resolved timeously, as per service level agreement.
20. Provide effective, efficient and professional service to all our customers (internal and external), both telephonically and through written correspondence. Customer centricity is key.
21. Ensure customer service level agreements are met and exceeded.
22. Consistent achievement of agreed productivity as per performance contract.
23. Ensure that you receive an accurate handover from the previous Shift Escalation Manager and the CSOC Shift Checklist has been accurately completed.
24. Be available for escalations within the CSOC, both from customers and internal, and drive them to completion.
25. Determine the root cause and drive it to resolution through use of various resources.
26. Follow the escalation Matrix of the department to ensure urgent resolution.
27. Manage Major Incidents or Multiple Service Affecting faults.

Leadership Responsibilities

1. Oversee, validate and ensure delivery of CSOC Support work activities of self and team in alignment with documented processes, policies and procedures.
2. Oversee, validate and ensure, maintain and enhance effectiveness and efficiency of team.
3. Oversee, validate and ensure the implementation and adherence to processes, SLAs, OLAs, KPIs and standards.
4. Oversee, validate and ensure compliance with quality standards for all Technical Resolution Management Support deliverables (Quality Assurance).
5. Oversee and validate adherence to Vodacom policies of self and team.
6. Oversee, validate and ensure progress status reporting and integrity (including dashboards).
7. Oversee, validate and ensure documentation management for self and team.
8. Oversee, validate and ensure the maintenance and enhancement of an integrated end-to-end Technical Resolution Management Support practice.
9. Provide business and functional team leadership.
10. Manage the performance, productivity, development and wellbeing of own team.
11. Ensure leadership and performance that is aligned with the Vodacom culture and values.
12. Ensure legislative compliance and corporate governance.
13. Support company performance targets.
14. Control cost and expenses against the operational budget (OPEX).
15. Implement Safety, Health and Environment Management (SHE) and enable a conducive working environment.

Qualifications & Certifications

1. Matric minimum requirement.
2. National Diploma / Degree in a scientific / Information Technology discipline.
3. ITIL Foundations (beneficial).
4. At least three years management experience within a customer service and technical environment.
5. Knowledge of the broadband platform and supporting OSS / BSS systems.
6. Practical and systematic approach to work beneficial.
7. Telecommunications industry experience.
8. Experience working with OSS / BSS software as end user or from working in the telecommunications sector.
9. Exposure to / awareness of project management frameworks.
10. Proven experience in a customer facing function.
